An overdraft conversation becomes defensive when a customer feels judged for a small purchase. A branch banker can change the tone by starting with the customer’s timeline. Ask what happened before the transaction, whether pay timing changed, and whether recurring payments or alerts played a part. Listening first often reveals facts that a fee argument would miss.
Keep explanation separate from outcome. The banker can identify account management resources and the correct servicing channel, while any fee review remains subject to bank policy. Marcus says his payroll deposit began arriving two days later than usual. His banker replies, “That timing is useful information for the review. Let’s make sure the team has the dates.” Marcus receives a next step without a promise about a decision.
Avoid language that sounds punitive or certain. The banker should not say a fee will be removed, that it cannot be reviewed, or that a particular tool will solve the customer’s situation. Explain the approved path and ask whether the customer wants the instructions written down. A customer who understands the process is less likely to repeat the story at every contact.
If an alert or account management option is available under current guidance, explain how the customer can ask whether it fits their needs. Close by confirming the reported timing, the support owner, and the next action. A respectful conversation protects dignity and gives the customer facts they can use today.
