Design after hours escalation before outsourcing support

After hours coverage changes the question from who answers the phone to who can act when an urgent matter appears. A BPO sales executive should understand the customer’s escalation structure before describing coverage. The plan needs reachable people, approved information, and a record of what happened overnight.
Ask which calls are urgent, who decides that they are urgent, and how an agent reaches the responsible person. Ask what agents tell a caller while they wait and when a next day team takes ownership. If the customer has an on call list, learn who maintains it and how the partner would receive changes.
“We need someone to cover evenings,” says Victor, a service vice president. “Can your team handle escalations?” Nia replies, “Which kinds of calls need action before morning?” Victor says equipment failures and safety reports. Nia asks, “Who can authorize the response at 2 a.m., and how do agents know that person is available?” Victor admits the list is kept by email. Nia says, “Let us bring the on call owner and operations lead together. We can define the call categories, the approved message, the contact path, and the morning handoff record.”
In a roleplay, give the buyer an example of an urgent call and ask them to walk through the current route. Capture any step that depends on memory. The next meeting should produce a maintained escalation list and a short scenario test with the people responsible for using it.
