Scoping chat analytics while voice adoption lags
Help digital and voice leaders define a joint evaluation without ignoring core workflow risk.
A digital leader may have funding for chat analytics while voice supervisors still struggle with a core workflow. The customer success manager can support the new idea and still make adoption visible. The conversation should distinguish sponsor interest, commercial approval, and the readiness of the teams that will use each workflow.
Ask what the digital director wants to learn from chat analytics, who funds the work, and which voice issues remain. If supervisors have not attended office hours, that is evidence for a separate recovery plan. It does not automatically decide the digital request. Bring both leaders into a planning session so they can agree whether the initiatives proceed in parallel and what support each needs.
Kira said, “Why wait for voice adoption? Digital has its own budget.” Paul replied, “You may be able to evaluate chat on its own terms. I also want the voice leader to see the support plan for the workflow already in use. What question would chat analytics answer, and who approves a commercial change?” Kira named a quality question and finance owner. Paul said, “Let us meet with digital, voice, finance, and procurement to set separate scopes, owners, and review dates.”
Draw two columns for digital and voice. Record the sponsor, evidence needed, decision owner, and next review in each. Use the document during roleplay to prevent one group from speaking for the other. A call review should show that the CSM protected current adoption work while giving the new sponsor a useful path.
