Restoring Ownership of a Contact Center Knowledge Base
How a customer success manager can address outdated answers that affect agent confidence and customer effort.
An outdated knowledge base creates service risk because agents must choose between a published answer and their own memory. A customer success manager can help the customer restore ownership of the content lifecycle.
“Agents keep finding old policy answers,” says Noor, a support director. Jamie asks, “Who currently approves an article when policy changes?” Noor says product writes updates, but operations publishes them when time allows. Jamie replies, “Let us trace one recent change from policy decision to agent view. We can see where the handoff stopped and decide who owns each step.” Noor says, “We need cleaner answers this week.” Jamie answers, “We can start with the highest volume topics, confirm approved wording with the owners, and set a visible update queue for the remaining articles.”
Ask how an agent reports a wrong answer, how the team knows an update reached the right audience, and what happens when an article needs legal or compliance review. A content process works when the people closest to customer questions can flag a problem and the appropriate owner can resolve it.
In a coaching session, give the CSM a customer who asks for a content rewrite. Review whether the CSM avoids acting as the policy authority and instead maps approvals. The practical output is a short list of urgent articles, each with a responsible editor and a date for review.
