Customers sometimes say they bought or renewed a service because they were told a feature would be available. When it is missing, a retention specialist should take the expectation seriously without declaring what was promised before the relevant record is reviewed. The customer needs a clear path for both the immediate service question and the concern about the earlier conversation.
Ask what feature the customer expected, how it affects their current work, and where they saw or heard the information. Review the account notes and approved service description after verification. If the feature request or sales conversation needs investigation, send the right facts to the appropriate owner and explain the update route.
“Your representative said our team would have export access,” says Heather. “If we do not get it, we will cancel.” Specialist Paul replies, “I can understand why that expectation matters to your team. Let me verify the account and review what service is active today. Where did you first hear that export access was included?” Heather says it came up during a renewal call. Paul responds, “I will record that detail for the team that reviews the renewal conversation. I will also ask the service owner to confirm the current access path and any approved request process. I will not guess while those records are being checked.”

End each rehearsal by naming the record to review, the owner who can review it, and the route for the customer’s next update.
