Pair Service Recovery With a Responsible Growth Conversation
Restore trust before exploring any broader opportunity.
When a customer has an unresolved service issue, an expansion conversation can seem premature until the account manager has taken responsibility for recovery work.
Service recovery needs a separate agenda from growth. Ask the customer what they still need to see, who should receive updates, and when they will know the issue is resolved. Repeat the plan in plain language and make the owner visible. Only after the customer confirms the recovery is on track should the manager ask whether there is a future planning conversation worth scheduling.
Suppose a merchant still lacks an answer about a report discrepancy and is frustrated by changing contacts. The manager should make the recovery plan visible: investigation owner, next update time, information needed, and definition of resolution. Ask the customer whether that plan addresses their concern before mentioning anything about future growth. In a coaching drill, flag attempts to change the subject to a roadmap. Trust returns through reliable follow-through on the current issue.
Ask what impact the issue had, what update the customer still needs, and who is responsible for resolving it. A fictional merchant may have a report discrepancy that finance cannot close until an investigation is complete.
Do not offer a new capability as a substitute for fixing the current issue or promise compensation outside authority. Role-play a frustrated customer who rejects a roadmap discussion. Coach the manager to acknowledge the issue and return to the recovery plan.
Confirm the recovery owner and update cadence before scheduling any separate account planning conversation.
