Recover a Client Service Request That Has Taken Too Long
Use ownership, factual updates, and clear escalation when a wealth management service request is delayed.
When a service request is delayed, clients usually want two things: an honest status and confidence that someone owns the next step. An associate should not hide behind vague language such as “it is being handled.” Review the record first, verify the caller, and state only what is known from the approved system.
Use a direct repair pattern: acknowledge the missed expectation, describe the current status, name the action you will take, and set the next update. Avoid assigning blame to another team or inventing a completion date. If the record is incomplete, say so. If escalation is required, explain who will review it and how the client will hear back.
Omar calls because he submitted a document ten days ago and has received no confirmation. The associate verifies him and says, “You should have received an update by now, and I’m sorry that you did not. I can see the request was received, but I need to confirm its current review status rather than assume it is complete.” Omar asks whether his document was lost. She replies, “I cannot confirm that until I speak with the reviewing team. I will contact them today and update you through your preferred approved channel by tomorrow afternoon, even if the review is still pending.”
Coach the associate to record the promise and fulfill it. A useful follow-up states what changed, what remains, and when the next communication will occur. The associate should replace uncertainty with accountable service while keeping account details, internal process, and timing statements accurate. Compensation and outcomes require the appropriate review.
