Customers often learn about a policy change before the contact center receives approved guidance. A customer success manager can address the resulting confusion by connecting product, knowledge, quality, and service operations. The immediate need is a dependable release path that tells agents where to find the current answer.
Ask how a product change becomes an approved article, who alerts supervisors, and what happens when an agent finds a gap. Look for personal notes or copied messages, since they may show that the formal process is too slow for the contact volume. The CSM should record the gap without treating a workaround as permanent guidance.
“We updated the cancellation policy, and agents are already giving different answers,” says Farah, an operations manager. Joel asks, “When product changes a policy, who sends the approved wording to your knowledge team?” Farah says the launch team sends an email when it remembers.
