Two unanswered messages can make an insured customer feel abandoned during a loss. The claims liaison should acknowledge that impact, document the attempted contacts, and send the service concern to claims leadership through the approved route. Assignment decisions and claim outcomes stay with authorized claims review.
Try: “You should not have to repeat the same concern to several people. I can document the two messages you left, your preferred update method, and the effect the delay is having. I cannot promise that a new adjuster will be assigned or change the claim outcome, but I will escalate the service concern for review.”
Avoid explaining another employee’s workload or discussing possible personnel action. Ask for the dates and channels of prior contact, the best text or call preference if available, and the specific question the customer still needs answered. A factual record lets the supervisor understand the service issue without turning the liaison into an adjudicator.
Practice with a customer who wants an immediate replacement. Have the trainee summarize the complaint in one paragraph, then give an oral update that names the escalation owner and next communication point. Read both afterward for blame or promises. Strong service recovery makes the customer’s experience visible to the right leader and sets a follow-up they can evaluate.
