Do not speculate about why the reassignment occurred or criticize another employee. A concise handoff note should capture the caller’s concern, prior documents mentioned, preferred channel, and the requested follow-up. The liaison can explain that the assigned team owns claim decisions and can provide timing for the individual claim when available.
Practice with a caller who demands an answer that day. Have the trainee offer the next reliable action instead: document the issue, send it to the appropriate owner, and give the approved status contact. A manager can evaluate whether the caller receives respect and a believable path forward.
