Handling a Claimant Representative Question
A claims liaison can route a representative inquiry through authorization and claims procedures without giving legal advice.
A claimant may call with a friend, family member, or attorney and ask the liaison to speak only to that person. The liaison must respect the request while following the claim’s authorization procedures. Start by identifying who is on the line, avoid discussing claim facts before verification, and explain the route for recording representation or communication authority.
Fictional claimant Nora says, “My brother will handle this. Tell him everything.” Liaison Colin replies, “I want to make communication easier for you. Before I share claim information, we need to follow the authorization process. I can explain the approved way to submit your request and make sure the assigned team receives it.” Her brother asks whether that means the claim is delayed. Colin says, “The claims team can address timing after the record is updated.”
Do not characterize documents, representation rights, or liability. Those questions may require claims, legal, or another authorized source. The liaison can give a secure route, record the request, and confirm the caller’s preferred direct contact while the process is completed. That preserves dignity without bypassing privacy controls.
Practice a call in which a representative becomes angry about verification. The trainee should keep a calm pace, name the purpose of the step, and avoid arguing. Review whether they offered a specific approved channel and avoided disclosing even a small status detail before authorization.
