Support an Electronic Signature Problem While Preserving Client Choice
Client service associates can troubleshoot an electronic signature request while preserving choice, security, and clear escalation.
Digital paperwork can feel simple to the team and intimidating to a client who rarely uses a portal, has an older device, or is worried about clicking an unfamiliar link. The service associate should diagnose the barrier without requesting passwords, security codes, or sensitive credentials. A good call offers approved alternatives instead of turning the client’s discomfort into resistance.
Ask what happened in the client’s own words. Did the message not arrive, did the link expire, or did the signing screen create confusion? Confirm only what is visible in the approved system. Then describe the available next actions, such as resending through the secure channel, checking delivery preferences, or arranging a paper process where permitted.
Helen says, “I opened it, got nervous, and closed the page.” The associate replies, “Thank you for telling me. We do not need any passwords from you. Can you tell me whether the message came by email or in the portal?” Helen says it was email. The associate says, “I can check the request status and explain our approved options for sending it again or using another method. Which would feel more comfortable?”
Roleplay the call with a client who believes a message that looks suspicious must be fraudulent. Review whether the associate avoids telling the client to click anything immediately, uses the approved verification route, and explains choices without technical overload. The evaluator should confirm that the close states exactly who will act next and how the client will receive confirmation.
