Validating a Chat to Phone Handoff
A practical discovery conversation for a contact center account executive when customers repeat their story.
Customers who repeat their story during a channel change create a discovery problem with technical and privacy owners. An account executive should learn how context moves today and what approval would be needed before claiming any improvement.
Devon, a digital service director, says, “Our chat customers start over when they call.” Aria asks, “Where does the chat transcript live after the session ends?” Devon says it is held by another vendor. Aria continues, “Who would decide whether that record could be shared with the phone team?” Devon names IT and privacy. When he asks, “Can your platform unify every channel?” Aria replies, “I can show the workflow we would evaluate, but compatibility and data sharing need review. Let us document the handoff points and give IT and privacy the questions they need.”
The seller can ask what agents see at transfer, which details a customer must repeat, and whether a caller expects the chat history to follow them. Those answers define a validation plan. They also surface whether the real issue is an integration, a consent decision, or an inconsistent case process.
In roleplay, let a reviewer interrupt with a request for a broad integration promise. Score the seller for pausing the claim, naming the dependency, and securing a technical session. The final recap should list the transcript system, the proposed use, the reviewers, and the decision each reviewer owns.
