Coaching an approved accessibility support option
Use call evidence to help an agent offer a documented support path with respect.
When a caller says rapid instructions are hard to follow, an agent may hesitate because they do not want to make assumptions. A quality manager can honor that concern and coach the documented option available to every caller. The discussion should stay with the words heard on the call and the approved guide.
Play the moment where the caller expressed difficulty. Ask the agent what they understood and show the accessibility cue in the call guide. The agent does not need to infer a condition or ask for a personal explanation. They can offer a neutral option, then follow the caller's response. Record any issue with the guide or handoff process for the appropriate owner.
June said, “They never said what they needed, and I did not want to offend them.” Malik replied, “You do not need to label their need. The guide gives you an option when a caller says the instructions are difficult. How could you offer it?” June said, “I can slow down or use the documented support path if that would help.” Malik said, “That is respectful. Let us practice it with the exact wording from the guide.”
Choose two neutral openings from the approved guide and roleplay them with a supervisor. Review future calls for whether the agent offered the option when the cue appeared. Managers should document the observed cue, the response, and any guide defect that requires the accessibility lead's attention.
