Coach call control without rushing the customer
Help agents organize a difficult conversation through signposts, checks, and a clear next action.
Long calls can tempt an agent to interrupt or race through explanations. Call control has a more useful purpose: helping the customer understand where the conversation is going. A quality manager can coach signposts that keep the discussion organized while leaving room for the caller’s important facts.
Find a call where the topic shifted several times. Ask the agent to identify the customer’s first need and the point where the conversation became less clear. Then rehearse a signpost that acknowledges the concern and explains the immediate task. The agent can use a check question before moving to the next subject.
“The customer raised three concerns, and you answered all of them at once,” says manager Farah. Agent Blake says, “I wanted to save time.” Farah replies, “What did the customer need first?” Blake says he needed to confirm whether a payment had posted. Farah says, “Try opening with, ‘I hear the payment and the renewal notice are both concerning. I will first check the payment status, then we can review the notice.’ What check could you use before moving on?” Blake answers, “Does that first step address the question you called about today?”
Choose a recording with several topics and label each change in the transcript. Roleplay a signpost and a check question at every change. In the next review, listen for whether the agent gave the caller a clear path through the conversation and allowed time for an answer.
