Coaching clear delivery of a required disclosure
Help a new agent use approved wording at a pace customers can understand.
Required wording loses value when a new agent reads it so quickly that callers ask what it meant. A quality manager can coach delivery without changing language approved by compliance. The evidence is in the call: speed, pauses, and the customer's request for clarification.
Play the relevant portion of the interaction and ask the agent what they noticed. Explain that the wording remains fixed, while pace and a pause for confirmation are behaviors the agent controls. Handle time pressure is real, so practice a concise delivery rather than adding a long explanation. Confirm the current script before coaching because compliance may have updated it.
Ivan said, “I cannot change the script, and my handle time is high.” Rosa replied, “The words stay exactly as approved. In this recording, the caller asked what they heard. Let us try the same words with a pause at the end so they can respond.” Ivan practiced it once. Rosa said, “That sounded clear. What cue will remind you to pause during your next five calls?”
Ask the agent to mark a pause point on the approved script and roleplay it with a manager acting as a confused caller. Review five subsequent interactions for delivery rather than rewriting the disclosure. This gives the manager observable behavior to coach while preserving the approved text.
