Coach clear expectations before placing a caller on hold
Use a recorded interaction to help an agent explain the purpose of a hold and return with a useful update.
An agent may put a caller on hold to find an answer and still leave the caller unsure what is happening. A quality manager can coach this moment from the recording. Focus on the words that came before the hold, the timing of the return, and the update the caller received.
Bring one observable example rather than a general complaint about communication. Ask the agent what information they were seeking and what they expected the caller to understand. Then help the agent build a short approved explanation that names the task and a point for checking back.
“I heard you place the caller on hold after they asked about a shipment,” says Jae, the quality manager. “What were you looking for?” Agent Rosa says, “I needed the carrier status, and I did not want to guess.” Jae replies, “That was a sensible reason to check. Before the hold, the caller only heard that you would be right back. What could you say that explains the purpose?” Rosa says, “I can tell them I am checking the carrier update and that I will return in two minutes.” Jae asks, “What will you do if the update takes longer?” Rosa answers, “I will return, tell them I am still checking, and follow our approved hold process.”
Roleplay the first thirty seconds of a hold. Have a partner score whether they heard the reason and the next check in point. The practice action is to use that wording on one eligible call and bring the recording to the next coaching session.
