Coach agents to ask one useful probing question
Improve issue discovery by identifying the question that would have changed the agent’s next action.
An agent may move quickly to a familiar answer and miss the detail that determines the right path. Quality coaching works best when it identifies one question that the agent could realistically ask on the next call. A vague instruction to investigate more does little for a busy agent.
Listen for the moment when the agent chose a path. Ask what they knew then and what information became clear later. Together, write a question that would reveal the missing fact without sounding like an interrogation. The question should connect directly to a decision the agent is allowed to make or a handoff they need to prepare.
“You offered a replacement before asking where the customer needed it delivered,” says manager Owen. Agent Sienna says, “I assumed the address on the account was current.” Owen asks, “What did the customer say later?” Sienna replies, “She had moved and needed it at a different location.” Owen says, “What question could you ask before choosing the replacement route?” Sienna says, “Which address should the replacement go to, and has anything changed since your last order?” Owen responds, “Good. That answer tells you whether to use the normal process or request an address review.”
Practice with three brief customer openings. Pause before the agent recommends a solution and ask for one question that would influence the next step. A manager can record the question, the decision it supports, and one later call where the agent used it.
