Coaching an Agent Who Skipped Verification

Coaching after a missed identity check should address the exact moment on the call and the pressure the agent felt. The quality manager can be firm about the boundary while treating the agent as a partner in safer behavior.
“I knew who it was and the queue was long,” says agent Leah. Quality manager Ben replies, “At 1:42, the caller gave an account question before verification was complete. What made it hard to use the approved opening?” Leah says the caller became angry when asked. Ben says, “I hear that you wanted to keep the caller engaged. Account discussion still follows verification. Let us practice a calm explanation that keeps the step clear.” Leah asks, “What if they hang up?” Ben answers, “Use the approved language, record the contact accurately, and involve a supervisor if the call needs support.”
Play the recording segment and name only behavior that can be heard. Ask the agent to describe the next safe choice in their own words. Then identify whether the current script, training, or queue support needs attention from another owner.
For a supervisor review, listen for a specific commitment such as pausing before account details and using the approved prompt. Check the next sample for that behavior. The goal is a clear routine the agent can apply during the next difficult call.
