Coach agents who interrupt callers under pressure
Turn an interruption pattern into a specific listening practice that works within a busy contact center.
Interruptions often come from a real pressure: the agent wants to move a long story toward an answer. A quality manager can acknowledge that pressure while coaching a better moment to guide the call. The recording gives both people a shared fact instead of an argument about tone.
Choose one interruption and play the few seconds before it. Ask what the agent believed they had already heard and what they needed to learn next. Then practice a brief acknowledgement followed by one question. The agent can still guide the call after the caller finishes the important point.
“At this point, the customer was explaining why the replacement address mattered,” says Quinn, the quality manager. “You began giving the policy before they finished. What were you trying to solve?” Agent Maya says, “I thought I knew the issue and the queue was building.” Quinn replies, “I hear the urgency. The caller then repeated the address detail twice. What question might have gathered it sooner?” Maya says, “I could say, ‘I want to make sure I have the right address. What changed?’” Quinn asks, “When will you use that?” Maya answers, “When I notice I am preparing an answer before the caller has finished.”
Use a transcript with three interruption marks for roleplay. Pause at each mark and give the agent a chance to ask a question. Review one live interaction later in the week and count whether the agent left space for the customer to complete key details.
