Coach clear summaries before an agent ends a call
Help agents confirm the next action so customers leave a contact with an accurate understanding.
An agent can solve part of a problem and still leave a customer unsure about what happens next. A quality manager should coach the last minute of the call as a chance to summarize the action, the owner, and the expected update. This keeps the conversation grounded in what the recording proves.
Find a call where the agent gave information but did not close the loop. Ask the agent to name what they believed the customer understood. Then compare that answer with the customer’s last question. A concise summary can include the action taken, any pending review, and the route for a later update.
“You explained that billing would review the adjustment, then said goodbye,” says manager Devon. Agent Mei says, “I thought she knew I had sent it.” Devon replies, “At the end, she asked when she would hear back. What could a summary have made clear?” Mei says, “I could say, ‘I submitted the adjustment for billing review today. Billing will send the next update through the account message center.’” Devon asks, “What should you avoid adding?” Mei answers, “A date I cannot confirm.” They practice the closing twice with different customer questions.
Use a transcript ending and cover the final agent sentence. Ask a partner to create a summary based only on confirmed actions. A follow up review can listen for a clear owner and update route, then give the agent feedback on one sentence they used well.
