Coach agents to give accurate case status updates
Help agents distinguish confirmed facts from pending work while keeping a caller informed about the next owner.
Case status calls become risky when an agent fills a gap in the record with a confident guess. A quality manager should coach the agent to state what the system confirms, identify the team doing the pending work, and tell the caller how an update will arrive. This preserves trust without making a result claim.
Review the case screen with the recording. Mark each confirmed fact and each statement that went beyond the record. Ask whether the agent had an approved route to request an update. If the route was absent, the manager should raise the workflow issue separately from the coaching discussion.
“You told the caller that their replacement would ship today,” says Darius, the quality manager. “What did the case show?” Agent Elena says, “It showed the warehouse request was open. I assumed it would leave that day.” Darius replies, “The open request is useful information. The shipping date needs confirmation from the warehouse. How could you explain the status?” Elena says, “I can say the replacement request is with the warehouse and I will ask that team for a shipping update through the case.” Darius asks, “What will you record?” Elena answers, “The caller's question, the warehouse request, and the promised follow up route.”
Take an anonymized case and underline confirmed details in one color and pending work in another. Roleplay the status update using only the confirmed details. A coach should hear a named owner for the next action and a recorded follow up.
