Calibrating a disputed review of a hostile call
Review a difficult interaction in full and separate customer behavior from an agent's choices.
An experienced agent may dispute a low score after a customer uses profanity. A quality manager should hear the agent's perspective and review the complete interaction. Fair calibration separates the customer's conduct from the observable behavior the rubric evaluates.
Begin with the agent's concern, then listen to the full recording together. Identify the point where the caller became hostile, the agent's response, and the de escalation criterion in the rubric. The caller's words provide context. They do not erase the opportunity to examine a response or prevent the reviewer from recognizing what the agent handled well.
Owen said, “You were not on the call. Anyone would have reacted.” Farah replied, “The tone was difficult, and I want to listen to the entire call with you. The rubric evaluates de escalation separately. Where do you think your response helped, and where did it become harder to keep the call steady?” Owen identified a strong opening and a later interruption. Farah said, “Let us compare that moment with the criterion and agree on one response you can test.”
Use a calibration note with three entries: caller context, observed agent behavior, and rubric language. Have the agent select one alternative phrase for a similar moment. A review is useful when it treats the agent fairly, uses the whole recording, and leaves them with a specific behavior to practice.
