Service recovery works best when the guest hears truthful choices and a clear route for anything the manager cannot approve. Before offering options, the manager should confirm the issue, stay details, and which remedies are available under property policy. That preparation prevents a warm conversation from creating an obligation the property cannot honor.
Describe each confirmed choice in plain terms: what it includes, when it can happen, and who will complete it. If the guest asks for something outside that authority, say which team will review the request and when the guest will hear back. The manager can own the handoff without deciding the result.
In a fictional case, Lin said, “The air conditioning failed all night. I want the whole stay refunded.” Manager Omar answered, “I understand why a sleepless night has affected your stay. I have confirmed the maintenance record and the recovery options I am authorized to arrange today. I can move you to a ready room after the front desk verifies the change, or I can apply the approved $75 service credit for last night. Which would help most right now?” Lin replied, “Neither is enough. I want every charge removed.” Omar said, “I cannot approve that request myself. I will submit it with the maintenance record and your account to the property leader who reviews it. I will contact you by noon tomorrow with an update on the review.”
Avoid making the guest repeat their story at every handoff. Put the incident time, verified records, choice offered, request, and next contact in one case note.
Practice with three guest requests: one the manager may resolve, one requiring property review, and one where operational availability is still unknown. Ask managers to say the available choice, the owner of the other request, and the promised update time.
