Address vendor access concerns in a service review
Guide customer success managers through a factual review of vendor access, responsibilities, and escalation paths.
When a customer says an outside vendor cannot reach a system, the customer success manager should avoid treating the report as a diagnosis. The practical task is to identify the workflow, recent change, access owners, and evidence that the technical teams need.
Ask what the vendor is trying to do, when it last worked, and whether the customer changed credentials, network rules, or the vendor contact. Establish which team authorizes access and which team supports the service. Account data and security details should be handled through the customer’s approved process.
In a fictional health review, Pat says, “Our refrigeration vendor cannot connect, and it is holding up maintenance.” Leila replies, “I understand the operational impact. Can you describe the specific access step that fails, when the vendor last completed it, and who owns the authorization on your side?” Pat says an administrator changed last week and the vendor uses a shared support contact. Leila says, “I will record those facts and connect the appropriate service and account owners. Your security administrator can confirm the approved access path while we coordinate the review.”
The decision is whether to promise a technical fix on a customer review call. A documented handoff gives the right specialists usable information and helps the sponsor see who is responsible for each part. Keep the communication focused on confirmed status and the next update point.
