Recurring billing exceptions are useful discovery material because they make a merchant’s decisions visible. An AE should learn what happens when a renewal does not follow the expected path, who can change the customer record, and how the customer hears about it. Do not begin by saying that the merchant needs fewer exceptions. Begin with one recent example and let the people closest to it describe the work.
Imagine a software company whose support team receives a message from a customer whose annual renewal did not complete. The AE asks, “After that message arrives, what does the agent check before they respond?” The support manager says the agent checks a billing screen, asks finance about an invoice, and may ask engineering whether an account change was queued. The AE can then ask which team owns the final customer communication. This reveals a workflow without assigning blame or claiming a solution.
Ask about the boundary between routine actions and exceptions. Can support update an email address? Who approves a pricing correction? Where does an unresolved renewal wait? A simple map of trigger, owner, evidence, and customer update often gives the customer a better starting point for evaluation than a feature list. It also shows whether finance, support, and product need to attend the next conversation.
Coach the AE to distinguish an operational fact from an outcome claim. In a practice call, the buyer says, “We lose track of these cases.” The rep should ask which queue holds the case and what makes it ready to close. Reward a recap that names an unanswered question. Avoid claims about retained revenue, collection success, or automatic recovery. Credibility comes from accurately describing the customer’s existing decision path.
