A managed service partner needs a clear operating model before it describes support to customers. Ticketing tools, after hours coverage, escalation contacts, and provider responsibilities should be discussed together. A channel manager can run a workshop that turns broad support language into a set of documented choices for the appropriate owners to approve.
Vera, an MSP owner, says, “Can we tell customers we provide around the clock support? Will your team take every escalation?” Colin replies, “Your customer promise needs to match the approved service model. Let’s map who receives a ticket, what your after hours provider handles, and when the case moves to our operations team. Who owns those decisions in your business?” Vera says the MSP uses a separate ticket system and outsources overnight coverage. Colin says, “We will include your support lead and the provider contacts in a readiness workshop. The outcome will be an escalation map and the statements you are authorized to use.”
The map should show entry point, ticket owner, response communication, escalation trigger, contact route, and customer message. Include a check for how the partner’s system shares needed information with service operations. Managers can then review the operating model before partner sellers present it.
