Handing Off an Auto Claim Status Concern
A personal lines advisor can respond to a frustrated policyholder by connecting them to the authorized claims owner.
After an accident, silence from the claims process can turn a status call into a demand for payment answers. The personal lines advisor should acknowledge the disruption and establish the permitted path to the assigned claims owner. The advisor does not decide payment, repair arrangements, or the outcome of the claim.
Say: “I understand you need transportation information and have already left a message. I cannot determine payment or repair options, but I can help confirm the assigned claims contact and record that you have a shop estimate. I will use the approved channel to request a status update and tell you what response route is available.”
If the policyholder asks whether they can use any repair shop, do not answer from memory. Explain that questions about an individual claim need claims review. Capture the date of the report, the best way to reach them, and the fact that they have an estimate. Do not let the repair estimate become a prediction about what will be approved.
Practice with a caller who needs a car for work and has one unanswered voicemail. Ask the advisor to make a concise handoff summary for the claims liaison: claim identifier, contact preference, transportation concern, estimate source, and requested update. Review the summary for opinion words. The goal is to make the next owner effective while leaving the claim decision where it belongs.
